What is queue abandonment?

Queue abandonment is the share of customers who enter the queue but leave before an agent picks up. It captures lost intent, lost revenue, and a customer-experience failure all in one number.

How it is measured

Abandonment rate equals abandoned conversations divided by total queued conversations. For chat, a conversation counts as abandoned if the visitor closes the tab or stops responding before an agent replies. For phone, a call counts as abandoned if the caller hangs up before connection.

Causes

Three causes dominate: wait time too long, the queue is invisible (no progress indication, no estimated time), and the channel is wrong (a customer who wanted self-service got routed to a human queue). Long wait time is by far the largest factor.

How to reduce it
