What is escalation?

Escalation is the structured handoff of a conversation from one tier of support to a higher one. It happens when the first-tier agent cannot resolve the issue with the access, expertise, or authority they have.

Tiered support model

Most support orgs run two or three tiers. Tier 1 handles common questions with documented procedures. Tier 2 handles harder technical issues. Tier 3 is engineering or product specialists. Escalation moves a conversation up one level, ideally with a note explaining what has already been tried.

Triggers for escalation

Common triggers: technical issue beyond runbook, account-level change that requires admin permissions, refund or credit above the agent's authorization, threat of churn from a high-value account, legal or compliance concerns. Defining the triggers up front prevents both under-escalation and over-escalation.
