What is ticket deflection?
Ticket deflection is the share of customer questions that get resolved without ever creating a ticket. The most common form is a customer finding an answer in the help center before opening chat. The newer form is AI answering in the chat widget before a human agent picks up.
How it is measured
A clean measurement is hard. One approach: count the number of customers who searched the help center but did not open a conversation, divided by total searchers. Another: A/B test the AI's first reply (resolve vs handoff) and measure the difference in ticket creation.
The economics
A deflected ticket costs roughly $0. A human-handled ticket costs $5 to $20 in agent time depending on channel and complexity. Even modest deflection (10 to 20%) pays for the AI substrate that produces it.
The trap
Optimizing deflection in isolation produces worse outcomes if the deflected customers are the highest-value or highest-urgency ones. Always pair deflection with CSAT on deflected interactions; if CSAT drops, the deflection is masking failures rather than solving them.
